Of the 1,000 online shops and marketplaces analyzed in the EHI Retail Institute's E-Commerce Report 2026, 40.8% of German online retailers offer a chat function, and 77.9% of those chats are powered by artificial intelligence. Across all providers analyzed, 31.8% use AI-driven chat. Only 9% run chats staffed purely by humans, and nearly 60% of retailers offer no chat service at all.
Retailers with consultation-intensive assortments are more likely to offer chat.
Lufthansa Industry Solutions (LHIND) ran a parallel survey of more than 1,000 German consumers. Of those respondents, 76% find digital shopping assistants attractive for identifying needs and suggesting products. Browsing is routine: 75% visit online shops at least weekly, but only 50% make a purchase. Marius Browarczyk, Head of Retail at LHIND, described a "clear gap between searching and buying."
Frustration has consequences. Among shoppers who get frustrated, 45% switch to competitors and 43% turn to Google.
Retailers are advised to start with specific use cases and to measure metrics such as conversion rates and cart values.
Providers must also follow the transparency obligations in Article 50 of the EU AI Act, which entered into force on August 2. Article 50 requires that customers be informed when they are interacting with AI.
